One of the largest telecommunications provider partnered with Spearhead to use AI/ML solutions for behavior-content dependent predictive modeling to recommend the best language (among the bilingual set) to communicate with a customer regardless of the consumer’s initial indicated preference.

Challenges

  • Client offers its customers the option of a preferred language of communication during the ordering time. The customer indicated preference is then used to route calls to appropriate bilingual agents when the customer calls in the future.
  • The client’s objective is to reduce the call average handling time and improve customer loyalty and satisfaction.
  • However, despite the cost incurred by the Client in providing such a bilingual language option, none of the intended business KPIs were improving.

Solutions Offered

  • Spearhead’s analysis of the Client’s data showed that reliance on the customer indicated preferred language is not a driver to improve the Client’s intended KPI because the effectiveness of language preference changes based on the nature of the issue and the content interaction itself. In most cases, the indicated preference can result in non-efficient call routings and un-needed use of bilingual agents, driving costs up.
  • Instead, Spearhead’s AI/ML solution uses behavior-content dependent predictive modeling to recommend the best language (among the bilingual set) to communicate with a customer regardless of the consumer’s initial indicated preference.
  • The solution delivered better mapping between the customer to agent bilingual language to effectively optimize the interaction. The solution considers the complexity of the content, the nature of the exchanges, and the need of the consumers to drive the recommendation in addition to demographics and segmentation data.

SUMMARY

One of the largest telecommunications provider partnered with Spearhead to use AL/ML solutions with NLP deep learning to figure out why the client's current churn prediction models kept being missed and why customer's who were porting out were labeled as low-risk.

Challenges

  • Client relies on state-of-the-art churn prediction models to keep its customer’s voluntary churn rates on account and line levels below 1.2%. The existing churn models flag customers as churn risk for retention offers and proactive reach out.
  • However, customers are still churning via porting out to competitors, despite being labeled as low-risk by the churn prediction models resulting in missing the Client’s target churn rates.

Solutions Offered

  • From detailed analysis, Spearhead discovered that most of the port-out to competitors is driven by customers calling and talking with agents. Still, there are no indications in their conversions to being dissatisfied, words of disconnect or the like, or mentioning of competitors/offer but yet ported out their phone services within an average of 12 days after the calls. Those customers are flying under the churn models risk radar.
  • Spearhead’s AI/ML solution involved processing conversation transcripts using NLP deep learning and other ML techniques to identify callers with a high probability to disconnect from words that are not indicative of disconnect or otherwise dissatisfaction, for example, whether on pricing or service quality.
  • The solution successfully identified this cohort risk 83% of the time and reduced the Client’s overall churn rate to its desired level.

  • Client uses 3rd party system to manage the flow within the chat session on its website. The flow involves transfers among options, from automated billing info display to live agents manning the chat session. Rules drive the flow within each session.
  • The client wants predictive model-driven flow to replace its rule-based system to improve the chat’s success rate from 12% to 35%.
  • The success rate is defined as the average handling time of conversations at least 15% shorter than the AHT of corresponding calls.

Solutions Offered

  • The AI/ML solution estimates a chat session complexity composite index in real-time to predict the best flow pattern for the chat session. The combined complexity index consists of 10 components where the solution indicates the weight of each element to drive the following best flow action during the chat session.
  • The answer completely replaced the rule-based system, achieving a success rate of 39% within the first six months of deployment.
  • The deployment of the solution also improved customer experience and reduced the use of live agents overall, which resulted in significant cost savings.

  • Client receives over 6 million calls at its call centers monthly. The caller first interacts with an Interactive Voice Response (IVR) system where most rings have to be transferred to call center agents.
  • To realize significant cost savings, the client wants to enable self-serving via its IVR by playing verbal messages to prevent calls from reaching call center agents.

Solutions Offered

  • The AI/ML solution comprises a group of real-time prediction models to determine why the customer is calling. The solution generates probabilities on over 280 intents and arbitrates the most likely intent of the caller in real-time. The dreams predictions are used to drive voice messages played to the customer while at IVR (ex: are you calling about this “charge” on your last month bill?), offering a self-serving option(s) to resolve the customer need/inquiry, thus deflecting the call of being transferred to a call agent.
  • The solution successfully deflected 3.8 million calls during its first year of deployment.
